The Sr. Technical Support Analyst is responsible for providing advanced-level technical support to users and fellow Analysts. Duties include providing on call support for production systems, installing and maintaining end-user technology; maintaining problem tracking databases, and developing operating instructions and support documentation. Special emphasis is given to inventory management and Linux end-user support.

Department Summary


The Information Technology (IT) Department at BGEA consists of the following areas: IT Operations (networking, routing, storage, server support, services provisioning, security cameras, phones), Helpdesk (desktop support, event support, mobile device support), Application Development and Support (Donor and Financial systems support, custom application development and support, report writing, Tableau data visualization), and Cyber Security (cyber security defense, awareness, monitoring and analysis, and compliance). The IT department furthers the mission of BGEA through supporting, developing, scaling, and securing the assets, infrastructure, and programs required by all areas of the ministry while maintaining and ensuring their availability.

Job Description


Essential Duties and Responsibilities

  • Provides reliable and timely advanced-level telephone and desk side support of workstations, printers/copiers, and mobile devices in a network environment.
  • Provides scheduled on-call support outside of normal work hours when needed or directed.
  • Maintains Service Desk voicemail and status messages.
  • Identifies and resolves difficult or complex technical issues raised by staff, or escalated by other Analysts and team members.
  • Monitors service and referred calls, clearly noting problems in the tracking system; keeps users informed of the status of inquiries.
  • Coordinates problem escalation to other IT staff and vendors. Communicates and documents resolutions to appropriate IT staff and system users.
  • Provides accurate network account administration, maintenance, and monitoring.
  • Meets departmental service level metrics and provides feedback to improve service levels.
  • Pursues advanced knowledge and experience of existing IT and end-user software applications to support users and other analysts.
  • Determines user requirements, analyzes alternative solutions and recommends hardware and software solutions to improve efficiency and resolve business problems.
  • Acts as a team leader and model for other Service Desk staff, including handling questions and escalations, and consistently striving to improve procedures and user satisfaction.
  • Assists Service Desk Manager in maintaining accurate inventory records of hardware and software, including proper asset disposal procedures.
  • Assists Operations Team, as directed, with various network-related systems and infrastructure, operating within the bounds of established operational and security policies.

  • Reports to Service Desk Manager.
  • Has no supervisory responsibility.

Job Specifications

Skills and Knowledge

  • Bachelor-level degree (preferred) or equivalent work experience supporting end user technology in a network environment.
  • Proficient with Microsoft Windows, Office, macOS, and iOS.
  • Proficient with Linux, both Debian and Red Hat flavors.
  • Proficient with using Service Desk ticketing and inventory tools.
  • Knowledge of networking fundamentals (DHCP, DNS, TCP/IP, LAN, WLAN, etc.).
  • Knowledge of client/server architecture.
  • Must have advanced problem-solving skills; be able to see the whole picture to troubleshoot and resolve problems.
  • Must be able to maintain confidentiality and security through established protocols.
  • Must be able to answer phones and conduct conversations in a professional manner.
  • Must be able to communicate solutions in a clear, concise, and expedient manner.
  • Must be able to handle escalations from fellow Analysts.
  • Able to plan and carry out work independently, relative to assigned priorities.
